[00:00:15] They went. Head first into ai. They partnered with Open AI and they wanted to replace their 700 customer service reps with AI agents in order to better service their customers. Now they did this in 2022, they fired 700 employees, and by 2023, they had made the commitment that they weren't gonna hire any more human employees. That was on their roadmap

[00:00:55] But how did that turn out? What did they discover as that pilot [00:01:00] continued? What they discovered was that these AI agents, while they were resolving tickets faster. Customers were getting more and more upset. They were encountering churn. Customers were unhappy with the level of answers that they got because, and anybody who's used any AI platform knows is that AI tends to have a tendency to give you generic answers. And if you're in a make or break situation and you're debating on whether staying with a company or going and finding an alternative.

[00:01:39] and that's what Klarna discovered by 2025, they had learned that their entire AI initiative. Was completely flailing and failing. What they discovered was that customers were starting to churn. And when you look at the reasons behind why this happened, this is a clear example [00:02:00] of not having mission, vision, values alignment to why you take on an AI initiative.

[00:02:23] The way it actually comes across is that you tried to take a shortcut and deliver short-term cost savings, and in the end it actually ends up costing you even more because the reputational damage is already done.

[00:04:38] Organizations need to think about building AI with specific intent in mind and the intent for its agents. It's not enough to generate a prompt. It's not enough to generate a knowledge library. You need to make sure that the AI is operating consistently with what your mission, vision values are, so that [00:05:00] it actually serves the end customer well.

[00:05:05] Klarna just looked at cost savings and efficiency. Well, if that's the only thing that you care about. And you don't pay attention to customer experience. What you're gonna end up doing is burning a lot of money on a failed initiative, hiring back all of the people that you fired and going into overdrive to save the reputational damage that you incurred by taking on a misguided implementation approach.
